Building around your real process

Start by mapping how work actually arrives. Take your last ten customers and trace each one backwards: how did they first hear of you, what did they look at, what did they do next, who spoke to them, and what closed it. Ten minutes of this tells you more about what the site must do than any amount of discussion about design direction.

Then build for the step the site is actually responsible for. If work arrives by referral, the site’s job is confirmation — credentials, proof, and the specific facts someone checks before calling a recommendation. If it arrives by phone, the job is to make calling effortless and to pre-answer the two questions that waste the first minute of every call. If a procurement contact is downloading a specification, the job is to make that document findable without a form in the way.

Match the form to the qualification. If you qualify a lead by asking five things, the form should ask them — and route the result to the right person. A generic name-email-message form throws away the information you would have gathered anyway and creates a second conversation to recover it.

Instrument what actually converts. If phone calls close your work, the tracked event that matters is the tap, not the form submission. Businesses routinely measure the channel that is easy to measure rather than the one that produces revenue, then optimise the site for the wrong outcome for a year.

Accept the parts that happen off the site. Some of your process is a phone call, a meeting, a proposal document. The site does not need to replace those, and attempting it produces bloated, over-engineered pages. It needs to hand off cleanly.
